A Customer Service Representative (CSR) is the frontline employee responsible for interacting with customers on behalf of a company: handling inquiries, resolving complaints, and providing product or service information across phone, email, chat, or social media. CSRs are often a customer's primary point of contact, making them central to customer satisfaction and loyalty.
As routine, well-defined interactions increasingly shift to AI agents and chatbots, the CSR role is shifting toward the interactions automation can't resolve on its own: complex, emotionally nuanced, or escalated conversations. That raises the bar on the soft skills and judgment CSRs need, even as some of their historical workload gets automated. CSR performance is commonly tracked through AHT, CSAT, and First Contact Resolution.
Not entirely. Routine interactions are increasingly handled by AI agents, but CSRs remain essential for complex or sensitive conversations, and their role is shifting toward exactly those interactions.
Strong soft skills, adaptability to unscripted situations, and increasingly comfort working alongside AI tools like agent assist.
The terms are largely interchangeable; CSR is commonly used as a more external, relationship-focused title, while 'agent' is often the internal operational term for the same role.
