What is First Call Resolution (FCR)?

First Call Resolution (FCR) measures the percentage of customer inquiries or issues resolved during the first interaction, without any follow-up calls or escalations. A high FCR rate signals efficient, knowledgeable agents; a low rate often signals a training or support gap. As interactions increasingly span channels, many contact centers now track First Contact Resolution alongside FCR to capture chat and email as well as phone.

Why FCR Matters
  • Increased customer satisfaction and reduced customer effort
  • Enhanced loyalty and retention, and higher customer lifetime value
  • Improved operational efficiency and cost savings from fewer repeat contacts
  • Positive word-of-mouth and stronger CSAT results
How to Improve First Call Resolution
  • Enhance agent training so agents have deep product and policy knowledge, not just surface familiarity
  • Use intelligent routing to connect customers with the agent best equipped for their specific issue
  • Give agents real-time support tools: knowledge bases and internal chat with subject matter experts
  • Apply AI, including sentiment analysis, to flag underlying issues and suggest resolutions during the call
Frequently Asked Questions
What is a good FCR rate?

SQM Group's benchmarking of over 500 North American contact centers puts the industry average at 71%, with 70-79% considered good and 80% or higher considered world-class, a bar only about 5% of contact centers clear.

Does FCR conflict with AHT?

It can. An agent rushing to hit a low AHT target may transfer or under-resolve an issue to end the call quickly, which lowers FCR.

How is FCR measured?

Most contact centers track it through agent self-reporting, post-interaction surveys, or repeat-contact rates on the same issue within a set window, commonly 7 to 30 days.

How much is a 1-point FCR improvement actually worth?

SQM Group's research ties every 1-point FCR improvement to roughly a 1-point CSAT improvement and about $286,000 in annual savings for the average midsize contact center, from fewer repeat contacts alone.
